Designing B2B and B2C digital portals – one stop solution to register, manage and track complaints.
The Ombudsman Services is the UK’s official body for resolving disputes between consumers and financial businesses – handling over 150,000 cases a year.When I joined in 2022, caseworkers were managing highly sensitive, time-critical complaints across a fragmented landscape of disconnected digital systems, manual spreadsheets, and inconsistent paper-based processes.
The result: slow case resolution, high support burden, and a customer-facing journey that failed to meet the accessibility and transparency standards expected of a public sector organisation.
My task was to lead the end-to-end UX transformation of two enterprise platforms simultaneously – a public-facing complaints portal and an internal caseworker system; unifying them into a single, coherent, GDS and WCAG 2.2 compliant digital ecosystem.
This is a 3-year engagement. What follows is the process, the decisions, and what changed.

Key Design Decisions
→ Decision 1
Two portals, one design system The customer portal and caseworker system were kept as two independent applications, but built on a single shared design system. Since both platforms shared core features (document upload, case details, dashboards, status tracking), we designed reusable components once and deployed them across both. This maintained brand consistency, reduced development effort, and gave both teams a single source of truth to build from.

GDS as reference, not rulebook FOS had no existing design system,only basic brand guidelines. We recommended referencing GDS patterns because FOS users were already familiar with GOV.UK services, making familiar interaction patterns a faster path to task confidence than custom UI. We paired GDS structure with FOS brand identity – colours, typography, visual tone, to keep the experience
feeling distinctly FOS rather than a generic government service.
→ Decision 3
Accessibility embedded, not added at the end Rather than treating WCAG 2.2 compliance as a final QA check, accessibility was built into every design critique cycle from sprint one, preventing the costly rework that comes from retrofitting compliance after build.
Interactive Prototype - Interaction Design
- Built interactive prototypes based on validated interaction flows
